The Circulation Approach for Assessing Customer Engagement Concepts

Over time, the study of Customer Engagement (CE) has undergone significant expansion and evolution. Despite the lack of complete consensus among scholars, two prominent concepts have emerged in CE research - "antecedents and consequences" and the "three dimensions of CE" (cognitive, emotional, and behavioral). The Sashi CE cycle model (2012) offered a preliminary understanding of how key CE activities can be put into circulation. Recognizing the potential of this model to contribute both theoretically and managerially, we conducted a systematic literature review and extended its application to evaluate CE in the online realm during the post-pandemic context (Hoang et al., 2023).

Our research not only offers propositions for online CE in the post-pandemic landscape but also investigates deeper into the idea of alignment among CE concepts. We firmly believe that all antecedents and consequences of CE are mutually affected, creating a dynamic interplay. Each factor can serve as both an antecedent and a consequence, requiring a circular approach for a comprehensive assessment.

Moreover, we emphasize the significance of aligning the three dimensions of CE - cognitive (connection, interaction, and experience), emotional (satisfaction, retention, and commitment), and behavioral (advocacy and engagement). By visualizing these dimensions in circulation, companies can allocate their resources more efficiently, enhancing their CE strategies and ultimately fostering stronger customer relationships.

We believe our findings have provided a groundbreaking perspective on CE assessment, paving the way for more effective and strategic customer engagement practices in the ever-changing business landscape.
